How Housing Associations Can Build Lasting Service Improvement Capability

Improving one customer journey is valuable. Giving colleagues the skills and confidence to improve the next one can have a much wider effect.
That was a central aim of Impact Innovation’s work with Plus Dane Housing. The organisation wanted a better Responsive Repairs experience, but it also wanted a sustainable framework for improving other services over the following three years.
Rather than designing a solution away from the people who deliver the service, we worked alongside a core group of Plus Dane colleagues. The repairs journey became a practical setting in which to learn customer experience and service innovation tools, apply them to real challenges and build confidence through use. A key part of the work was reviewing the number of touchpoints and identifying where the journey could be simpler for customers and colleagues.
The programme followed three stages: Learn, Activate and Apply.

· Learn: Build team capability by sharing tools, techniques, and expertise while gaining hands-on insight into the organisation’s operations, challenges, and customer needs

· Activate - Support teams to co-create practical solutions using newly acquired tools, ensuring alignment with organisational challenges and desired customer outcomes

· Apply - Coach and guide teams to implement and embed solutions into everyday practice, engaging stakeholders and upskilling staff to ensure sustainable impact
Colleagues developed an understanding of customer and operational needs, co-created practical solutions, and received support as they began to implement and share their learning.
Early programme results reported a 50–70% simplification of customer journeys and a 20%increase in customer satisfaction.
This approach gave Plus Dane more than a future vision for Responsive Repairs. It created a shared Service Destination, a structure for designing journeys and a set of tools the internal team could use again.
For housing associations facing complex service challenges, involving colleagues in the design work can help turn an improvement project into an ongoing capability. The people closest to customers gain a practical way to examine what is happening, work across teams and shape a clearer experience.
